7.62%

Improvement in Answered Call Levels Over the Previous Year

As more customers shift to digital channels, we remained focused on timely assistance and uninterrupted support. Our Contact Center helped customers navigate digital banking services, resolve issues efficiently and coordinate with internal teams for more complex needs. We also deepened engagement through welcome calls, telesales initiatives and structured collection campaigns, strengthening our customer relationships.

We strengthened our customer protection framework with dedicated support for reporting suspicious transactions, verifying mobile number change requests and reaching out to customers under our Enterprise Fraud Risk Management (EFRM) framework and National Cybercrime Reporting Portal (NCRP) cases.

To improve service quality and the customer experience, we focused on increasing First Contact Resolution (FCR) by simplifying processes and empowering employees.

Technology remained central to this effort. We upgraded the Servosys Ticketing Tool with improved dashboards, stronger reporting features and CRM-based tracking of customer interactions. This gives us better visibility into customer needs and service performance.

Looking ahead, we will continue to strengthen our customer support capabilities. Our focus areas include revamping the Phone Banking IVRS, introducing a dedicated Credit Card IVRS, expanding digital collection initiatives and building a hybrid support model that combines Voice Bot capabilities with live-agent assistance. These initiatives will help us offer greater convenience, faster resolution and a more personalized customer experience, while strengthening secure and technology-led customer engagement.
